The One Broken Detail That Defines Your Whole Business - EP 307

I was driving with a buddy a while back and we pulled up next to a Nissan Versa. Out of nowhere he goes, how much you want to bet the rear passenger hubcap is off? I said what are you talking about. He goes, just watch. We get closer and sure enough, rear passenger side hubcap, gone.

Turns out his wife used to drive a Versa and that one hubcap would never stay on. So they started noticing them everywhere. Highway, neighborhood, all over town. Versa after Versa, different owners, different tires, same rear passenger side, same missing hubcap. Here's this otherwise solid little car, good on gas, runs fine, does everything it's supposed to do and it's rolling around looking cheap because of one missing piece.

I've been chewing on that ever since. Because that hubcap is the difference between average people and excellent people. Average people look at the car and go, who cares about a hubcap, it runs fine. Excellent people look at the same car and go, I don't care how good everything else is, I'm not driving around with the hubcap falling off. Fix it.

And I'll be honest with you, I've had my own hubcap. When we were scaling my company, growing fast, new locations opening, revenue climbing, it's easy to fall in love with the big stuff and let the small stuff slide. The way phones got answered at one location versus another. The way a patient got greeted walking through the door. I told myself the same lie every owner tells themselves. Everything else is good, it's just a hubcap, who cares.

But a patient doesn't experience your revenue. They don't experience your growth chart. They experience the front desk. The first ninety seconds. I read a review one day, five stars for the provider, and then this line: great results, but the front desk made me feel like a number. That one stuck with me. The medicine, the hard thing, we nailed it. The thing that should have been easy, the hello, the follow up, that's what they remembered and told their friends about.

This episode is about excellence, standards and why the boring unglamorous details are the ones your patients and customers actually feel. Average operators protect the parts everybody claps for. Excellent operators hunt down the hubcap nobody's talking about, because there's no glory in it. Nobody throws a party because you finally answered the phones on the second ring. But that boring stuff is the whole story people tell about you.

You've got a hubcap. I promise you've got a hubcap. Maybe your treatments are world class but your front desk lets calls go to voicemail. Maybe your results are incredible but your follow up is a mess. Maybe your building is beautiful but your billing is a nightmare. Your patients don't see the engine. They see the missing hubcap, and that one broken detail becomes the whole story they tell about you.

So here's your homework. Look at your business like you're the guy sitting in the passenger seat. Find the one thing you've been winking at. Stop winking at it and fix it. Then go find the next one. Because excellence isn't one big heroic moment. It's a thousand hubcaps you refuse to tolerate.
